I understand where HM is coming from. I used for work for another Virgin company and if we'd spoken to our customers in such a way there would have been major repercussions. Virgin are very protective of their customer relations record and invest a lot in protecting that image.
Although that comment is accurate and made is out of frustration the last thing VM want at the moment is to wind customers up further. Never ridicule a customer even if you think they deserve it, as you are representing your employer not yourself. This is something VM can fully control unlike the BT situation.
